Hotel Cancellation Refund: the call script

'Non-refundable' is a starting position, not a law. Hotels — especially for loyalty members, emergencies, or rebookings — move more than their websites suggest.

Know your rights (plain English)

  • Policy, not law — No federal law governs hotel cancellation terms — they're set by the hotel or booking site. That also means they're negotiable, particularly with documented emergencies or if you rebook. (Industry practice)
  • Third-party bookings — If you booked through Expedia, Booking.com, etc., their terms control — but the hotel can still override as a courtesy. Work both sides. (Industry practice)
  • Credit card backstop — Travel protections on many credit cards cover trip interruptions; otherwise a billing dispute is available for services not rendered. (Card network rules / FCBA)

The call script

Opening line
"Hi, I have reservation [CONFIRMATION] for [DATES] at [HOTEL]. I need to cancel due to [reason], and I'm hoping you can help with a refund or credit."
1. Lead with loyalty or reason
"Say: 'I'm a [loyalty member / repeat guest], and [reason]. Is there any flexibility on the cancellation terms?'"
2. Ask for alternatives
"If no refund: 'Could you offer a date change, a credit for a future stay, or a partial refund?'"
3. Get names
"Ask: 'Can I have your name and a confirmation number for [whatever was agreed]?'"

When they push back

They say: "It's non-refundable, there's nothing I can do."
You say: "I understand the policy — could a manager review this? I'm happy to rebook for future dates if that helps."
They say: "You booked third-party, contact them."
You say: "I'll do that — but could you note on the reservation that the hotel supports a refund? That usually unlocks it on their side."
They say: "We can only give hotel credit."
You say: "I'll accept credit if it's valid at least 12 months and transferable — can you confirm those terms in writing?"
They say: "No exceptions, ever."
You say: "Please connect me with a manager. I'd also like the general manager's email to follow up in writing."

Before you call — documentation checklist

  • Confirmation number and booking details
  • Reason documentation (flight cancellation, medical note, etc.)
  • Loyalty membership number
  • Who you booked through (hotel direct vs third party)
  • Credit card used (for travel protections)

After the call — follow-up email

Copy, fill in the brackets, send. This creates the paper trail.
